In traditional strategic thinking, one of the biggest decisions that you were taught to make is do you have a leadership position with respect to customers. And then when i did the research for the book, i noticed company after company had an advantage in the relationship with customers and they had a cost advantage. So creating employee engagement then spills over into having better services. To me, it's such an amazing thing to do, because when i ask in executive courses, very quickly we end up talking about work processes exactly.
