The Role of Experience Design in Service Design

Nathan: I think it's so presumptuous to think that we can design people's experiences. Shelly: We create affordances, we create the evidence that people read and interpret into what they want to do. Nathan: One example of this is when an iPhone user skipped a queue in Boston because he thought he was more important than all of us. He says even though Apple had crafted resources in very similar ways, it wasn't successful. The story illustrates how experience is contextual, you can shape those resources but not control them.
