The ability to know what's going on close to the ground, close to the customer, in a larger company is very difficult. A friend of mine called it, like the watermelon phenomenon, right? Everything is green on the outside, but once you come inside, it's all red. So I think most organizations really struggle to be really customer centric and then partially the work design is to blame because ultimately, empathy is nice. But if you can solve my problem that I have as a customer, if you're not empowered to do so, if you've got to hand it over to 19 other people that might process it somewhere in the back room, that's not going to generate
